AI handles 31% of airline social queries, according to a new benchmark that shows the technology now resolves almost a third of Facebook direct‑message conversations for airlines without human help.

AI adoption speeds up airline social support

The State of Airline Social Customer Care 2026, released by Emplifi, the autonomous customer experience platform, found that airlines respond up to 21 times faster than the average brand on social media. The study cites the growing use of artificial intelligence to manage routine requests, allowing support teams to focus on more complex issues.

Airlines are also shifting where they concentrate effort. Instagram now handles more than three times as many direct‑message conversations as Facebook, making it the busiest channel for airline customer care. The rise in volume comes as Airports Council International projects 10.2 billion passengers will travel in 2026, with global traffic expected to nearly double by 2045.

“Our research shows that the airlines that perform best during peak travel periods aren’t simply automating more conversations,” said Susan Ganeshan, chief marketing officer at Emplifi. “They’re using AI to transform how customer care teams operate, giving existing teams unprecedented scale.” The report notes that AI can instantly resolve routine inquiries, while also furnishing agents with richer context about each passenger.

Balancing automation with human expertise

Even as AI takes a larger share of interactions, the benchmark highlights the importance of human oversight. The strongest airline operations blend automated responses with skilled staff to preserve service quality during busy periods. According to Emplifi research, 51 percent of consumers say that quick issue resolution matters more than whether a response comes from a bot or a person.

“Passengers interact with airlines across dozens of digital touchpoints before they ever contact customer support,” Ganeshan added. “The airlines delivering the best customer experiences are giving both AI and service teams a full view of that journey.” That full view helps agents deliver faster, more personalized assistance when demand spikes.

From a broader perspective, the move toward AI‑driven support reflects a shift in how travel companies view digital engagement. As passenger numbers climb, the cost of maintaining large human teams across every platform becomes prohibitive. While AI handles a sizable portion of inquiries, human agents remain essential for more detailed problems, such as flight changes due to weather or compensation claims. The blend of machine speed and human judgment aims to keep overall resolution times low, even as conversation volumes rise.

Overall, the data suggests that airlines are leading other sectors in leveraging social media for customer service, combining AI efficiency with human insight to set a benchmark for digital engagement.
